Helping Clients Succeed

While Client Success is all the rage in the SaaS industry these days, establishing a position in your company in charge of ensuring that your customers are happy and successful with your product can be applied to any business. The client success role fits nicely in between your sales, support, development, and even marketing teams. To put it simply, we are advocates for the customer.

“Hold on there…” you might be thinking. “I have a customer support team on phones, ticketing systems, live chat. I even send surveys to my customers all the time to get feedback on our product or service.”

Awesome. Perhaps you even use your sales team to communicate with prospective clients to relay the latest product demand from the front lines. All of this is a great start! But when you toss Client Success Managers into the mix, you supercharge your communication flow between your customer base and product team for the better. Why?

By focusing on proactive (instead of reactive) communication with customers, Client Success teams take the initiative by searching for feedback, rather than anxiously waiting for it to come to you like a traditional support team would do. Proactively communicating with customers is the best way to identify pain points, feature requests, and advocate product usage. This can give your business a better roadmap of what your customers are actually doing with your product instead of what you think they are. Furthermore, it allows you to establish a more personal relationship with your customers.

This also works both ways, simultaneously humanizing your company so that your customers feel like they have real people they can talk with about their needs. Ultimately, it leads to an increase in retention. Customers feel loyal not just to your product, but in your ability to represent them in the meeting room!

In the very first account review call, it is important to have the customer in the call retell the story of their decision making process that ultimately led them to finding you. From this, you will want to establish the desired outcome of the customer. At SnapEngage, we’ve narrowed that down to these three questions:

  • What are you looking to achieve with live chat?
  • How are you currently measuring that?
  • What can we do to help you get there?

While some will have set definitions tied to their goals, you’ll be surprised that many customers haven’t thought deeply in regards to how they measure success with your product. “What can we do to help…” will help establish actionable follow-up in the event that there are perceived impediments to the customer’s desired outcome (bugs, feature requests, staffing). The Client Success team can then record and relay these impediments to the appropriate team.

Even if you do not have the resources to create a dedicated Client Success team to oversee the process, asking these sorts of questions should be essential to your support or sales processes. No one can indicate the sorts of directions and focus your company should be taking better than your own customers. By proactively gathering their feedback through account reviews, your company will be able to adapt quicker, communicate more efficiently, and best of all, add a human aspect to your company that no survey tool can accomplish.

6 Reasons Agent Autonomy is a Game Changer

This more traditional style of management works quite well for factory work, but is usually unfavorable in today’s workplaces where innovation, creativity, and service play a crucial role. As best-selling author Daniel H. Pink puts it: “Control leads to compliance; autonomy leads to engagement.” Autonomy can take many different forms. No matter how you define autonomy, when your team feels they have freedom of action, the results are stunning! Potential benefits include greater employee commitment, better performance, improved productivity, and lower turnover.

Our clients that are new to live chat are often unsure about the right settings for their team. In particular, the question of whether it is better to give agents the autonomy to decide which chat requests to answer, when to answer them and how many requests to handle at once arises. In addition, should these chats be automatically assigned to specific agents to avoid any possibility of agents slacking or choosing chats that are easier to resolve?

Although the answers to those questions depend on the structure of your team, the seniority level of your agents and other factors, we encourage our clients to offer at least some autonomy to their agents. Place trust in the people you hired and they will respond positively!

Perhaps it’s time to reconsider how you manage your team.

With this in mind – and on the heels of the SnapEngage “About Us” page revamp – the SnapEngage team decided to take a closer look at our own diversity in hopes of better understanding how our employees’ various cultures, personalities, interests, and heritages have built our quirky chat company into what it is today.

When glancing at a SnapEngage team photo, a person might assume that we are actually not very diverse at all. However, this could not be further from the truth. SnapEngage employees hail from all corners of the globe. Our team members are proud to have birthplaces including: Brazil, Germany, Greece, Belarus, Spain, France, USSR, Mexico, Ukraine, and across the United States including California, Tennessee, Montana, Indiana, Ohio, Massachusetts, and Colorado. Each team member that finds themselves in either our Boulder, Colorado or Berlin, Germany office brings with them a host of unique perspectives, shaped in part by their birthplace. Almost every SnapEngage team member speaks two languages at minimum (and many employees speak four or five languages!). Our employees are happy to converse in Spanish, Hindi, French, Greek, Italian, German, Hebrew, Portuguese, and Russian, to name a few. In addition, SnapEngage employs more women than men (unlike many software companies). When you buy something, you should be able to take full ownership of it. That means repairing it when it breaks, so that you don’t have to keep adding to landfills and buying new devices.

That’s where our guide creation software comes in. Anyone, anywhere, can author or contribute to a repair guide on our site. We have guides for household appliances, cars, farm equipment, coffee makers, you name it.

This vast repository of knowledge at people’s fingertips doesn’t necessarily mean that all questions can be answered just by searching the guides. Sometimes, a DIYer wants to touch base with customer service to get a quick, direct answer to a question. If it’s something we have experience in, or something we’ve learned a lot about through customer stories, research, and trial and error, we help out wherever we can.
